Southern California Permanente Medical Group (SCPMG), part of Kaiser Permanente, the largest nonprofit integrated health care system in the United States, faced the challenge of rising patient messages and the expectation of on-demand care, which added to the risk of physician burnout. Could SCPMG leverage the latest AI technologies to enhance integrated care delivery and streamline operations? And what would be the optimal approach to integrate AI-powered tools throughout Kaiser Permanente’s extended network of physicians and care teams that served more than 12 million Kaiser members?
Kaiser Permanente had a long history of innovation—and disruption—in American health care, dating back to the organization’s origins in 1933. This case study explores a new chapter in health care innovation, as doctors and clinics sought to improve patient care and provide quicker response times, particularly in managing low-acuity and chronic care cases. Hybrid care models, for instance, could help reduce the demand for in-person care, yet preserve Kaiser’s focus on providing the highest quality of care to each patient and enhancing the patient experience. By exploring patient and clinician needs, Kaiser’s investigations revealed new opportunities for future AI-driven innovations in triage, bot-based communications, predictive analysis, and clinical decision support. Kaiser acknowledged that successful integration of new processes and technologies would require deep integration between IT capabilities and clinical workflows—and an organizational culture aligned with the advantages AI could offer.
